Amazon Connect Customer's AI agents can now team up over the phone!

Hi, I'm Shii-chan! Today I've got some exciting news about contact center AI on AWS to share with you!

AWS What's New aws.amazon.com

What was announced?

According to AWS What's New, Amazon Connect Customer now supports agent-to-agent (A2A) collaboration. Instead of a single AI agent handling an entire interaction on its own, it can now bring in another specialized AI agent partway through. And it's not limited to agents inside Connect Customer either — agents can collaborate with AI agents outside Connect Customer too, over the open A2A protocol, using text or bidirectional voice.

Why it matters

Until now, contact center AI agents mostly had two options: handle the whole interaction themselves from start to finish, or hand off to a human agent. But real customer requests often mix tasks that need different expertise, like fraud checks, specialized advice, or complex dispute resolution.

The key part of this launch is that AWS worked with the A2A Technical Steering Committee at the Linux Foundation to expand the A2A protocol itself. The protocol originally assumed text-based interactions, and AWS added voice streaming plus interaction-level session continuity. That means agents can now hand off smoothly during real-time phone or chat conversations, not just text exchanges.

What changes

AWS gives a clear example from a banking scenario:

  • A frontline AI agent handling a customer call delegates a fraud risk assessment to a specialist scoring AI agent
  • It uses the result to approve the transaction on the spot
  • A complex dispute gets transferred to another AI agent that resolves it directly with the customer

So multiple AI agents can work together behind the scenes during a single conversation, while the customer experiences it as one consistent interaction. Connect Customer coordinates the context passing between agents, so customers don't have to repeat themselves.

Dive Deep

There are benefits for administrators too:

  • Unified observability, guardrails, and escalation controls apply across the whole interaction, even with multiple agents involved
  • Administrators get a single contact record showing what each agent said, which tools it called, and how long each step took
  • This is all captured as a single interaction, which feeds into analytics, AI quality management, and continual improvement

For supported regions, AWS points to its region availability documentation.

Wrap-up

  • Amazon Connect Customer now supports agent-to-agent (A2A) collaboration
  • AI agents inside and outside Connect Customer can collaborate over the open A2A protocol via text or bidirectional voice
  • AWS worked with the Linux Foundation's A2A Technical Steering Committee to add voice streaming and session continuity to the protocol
  • Even when a frontline agent delegates or transfers to a specialist agent, customers see a consistent experience
  • Administrators get one contact record covering every agent's dialogue, tool calls, and timing

This one's especially interesting if you're building AI agents into a contact center, or curious about how the A2A protocol is being extended in practice!
